So here’s the leadership test I’d use: Does our AI make the customer feel supported, without quietly steering them away from reality, consent, or good next steps? If the bot flatters, agrees, or reassures when it should clarify, slow down, or hand off, you do not have “better empathy.” You have drift.
In 2026, the most practical CX discipline will be designing for emotional steadiness: clear boundaries, safe language in tense moments, and a fast path to a human when the conversation turns fragile.
